MAKE THE WORDS YOUR OWNCreate Your Sorry

A complaint response needs to answer the complaint, not merely express regret that it was received. Identify the customer’s main question, check the relevant facts and explain which part you can resolve now.

01

Read for the action the customer wants

They may be asking for a status, correction or explanation. Do not substitute a generic thank-you for addressing that request. If several issues are raised, group them clearly and answer each relevant point. Avoid making the customer search through a long apology to find the actual decision.

02

Acknowledge without inventing findings

You can recognize a frustrating wait while a specific allegation remains under review. Distinguish the customer’s account from verified facts respectfully. Do not use uncertainty about one detail to dismiss the whole experience. Equally, do not claim a completed investigation when the check has not occurred.

03

State the decision and its limits plainly

Explain what has been authorized, what is proposed and what remains open. If you cannot offer the requested action, give the checked answer and appropriate next route without a defensive essay. Keep the response consistent with the actual case record and the authority of the sender.

04

Close with an owned next step

Give the contact route, owner and update time for remaining work. Avoid asking the customer to confirm that they are satisfied before you complete a promised action. A complaint can be acknowledged respectfully even when the final answer is not the one the customer hoped for.

FROM WORDS TO ACTION

Before you send it.

  1. 01

    Identify the requested action.

  2. 02

    Verify the case facts.

  3. 03

    Separate decisions from pending checks.

  4. 04

    Own the remaining follow-up.

A LITTLE MORE CLARITY

Questions worth asking.

Must I agree with every statement in the complaint?

No. Respond accurately and respectfully, distinguishing the account received from findings you have checked.

Should I ask the customer to withdraw the complaint?

Do not make that a condition of providing the correction or information you owe.

A THOUGHTFUL NEXT STEP

Make the apology clear.
Make the next step useful.

Take what is useful. Add your truth. Let your next actions support the apology.
